Hidden Driver of Exceptional Guest Service

The guest experience starts long before anyone walks through the front door. It starts with the person waiting to welcome them. That's why, when we talk about service, we spend just as much time talking about our people as we do our clients. Because exceptional hospitality is delivered by people, not processes.

Guest services is emotional work. Our teams don't have the luxury of switching off because they're having a difficult day. They can't work from home or hide behind a laptop. They're visible for their entire shift, welcoming guests, solving problems, building relationships and representing our clients with warmth and professionalism.

No matter what's happening in their own lives, they're expected to create calm for everyone else.

That takes energy.

Too often, businesses ask people to keep giving without ever asking what's filling them back up. We think that's the wrong way around. If we expect people to deliver exceptional experiences every day, we have a responsibility to create an exceptional experience for them too.

That's why wellbeing isn't something we've bolted onto the business. It's built into how we operate.

We've invested in practical support that people can genuinely use, from our Health Cashback Plan and enhanced wellness programmes to flexible policies that recognise life doesn't always go to plan. Alongside that, our wellbeing partner YuLife encourages healthy habits every day, making wellbeing part of everyday life rather than something people only think about when they're struggling.

Those initiatives matter, but they're only part of the picture. The real investment is creating a culture where people feel trusted, supported and cared for.

Recently, we reviewed our wellbeing insights and the results were remarkable.

0% risk of burnout.

0% risk of absenteeism.

0% risk of turnover.

We're not suggesting life is perfect. Everyone has difficult days, and challenges don't disappear because you offer great benefits. What these results tell us is that when people know they're supported, they're more likely to stay engaged, stay healthy and stay with you. The impact doesn't stop with our team.

Clients benefit from greater consistency. Guests are welcomed by familiar faces. Relationships become stronger, service becomes more personal and there's less disruption caused by absence or turnover. Quite simply, people who feel supported have more to give, and that shows in every interaction.

Looking after people isn't separate from delivering exceptional service. It is one of the biggest reasons exceptional service exists in the first place.

It's easy to say people are your greatest asset. The real question is whether the investment reflects it.

Ours does. Because you can't pour from an empty cup, and when our people thrive, every workplace we're trusted to look after thrives with them.
